## Abstract

Contact centres combine service delivery, workforce coordination, performance control, quality review, customer-experience work and increasingly digital change. Yet the public title “Contact Center Manager” covers varied industries, channels, team structures and authority models. This report examines how that work was described in 109 unique direct public vacancies accepted on 27 August 2026. The sample was drawn from 527 unique discovered URLs. A reproducible gate excluded aggregation pages, generic role descriptions, non-management positions, stale or explicitly closed pages, expired application windows and semantic duplicates. The retained evidence comprises 57 employer or applicant-tracking-system pages, 47 individual public job-board postings and 5 individual public recruiter postings.

The analysis applies overlapping deterministic codes to advertised responsibilities, skills, process stages, decisions, outputs, digital tools and experience patterns. People leadership appears in 63 vacancies (57.8%), performance management in 61 (56.0%), process improvement and reporting or analytics in 60 each (55.0%), workforce planning in 56 (51.4%), customer experience in 54 (49.5%), technology change in 52 (47.7%) and daily operations in 49 (45.0%). Leadership is the most frequent soft-skill category, appearing in 80 vacancies (73.4%). Key-performance-indicator work is the most frequent hard-skill category, appearing in 58 (53.2%). The most visible process stages are performance reporting, continuous improvement and coaching or development.

These findings describe a point-in-time purposive sample of advertised work. They do not estimate the total labour market, actual work after appointment, applicant behaviour, compensation, organizational outcomes or the effect of any practice. The evidence supports professional learning that integrates operating cadence, workforce and service-level reasoning, people leadership, quality, improvement, customer experience, analytics, technology change, escalation and governance. It also supports cautious use of artificial intelligence: only 17 vacancies (15.6%) contained the broad AI-enabled-tools signal, so AI practice should strengthen verified managerial work rather than replace operational judgment.

## Executive summary

This study asks what capabilities and work products are visible in a rigorously screened public vacancy sample for contact-centre operations leadership. It does not define a universal occupation. Instead, it offers a transparent evidence base for professional learning design and for discussion of how the role is currently advertised.

The accepted sample contains 109 direct individual vacancy pages. Public employer or applicant-tracking-system pages form the largest source family with 57 records (52.3%). Individual public job-board pages contribute 47 (43.1%), and public recruiter pages contribute 5 (4.6%). The corpus spans 16 stated jurisdictions plus 30 records whose indexed public text did not support a reliable country assignment. The United States contributes 41 records (37.6%); this concentration and the large unstated group limit geographic interpretation.

The responsibility profile is broad but coherent. People leadership, performance management, process improvement, reporting and analytics, workforce planning, customer experience, technology change and daily operations each appear in at least 45% of the sample. This combination presents the advertised manager as an operator of a service system rather than only a supervisor of individual calls. The system connects demand and staffing, live delivery, performance evidence, coaching, quality, escalations, process design and change.

The skills profile reinforces that interpretation. Key-performance-indicator work appears in 58 vacancies (53.2%), workforce management in 34 (31.2%), compliance in 31 (28.4%), process design in 29 (26.6%), scheduling or forecasting in 26 (23.9%) and data analysis in 22 (20.2%). Leadership appears in 80 vacancies (73.4%), communication in 60 (55.0%) and coaching in 46 (42.2%). These codes overlap; they are not separate job categories and cannot be added to estimate workload.

Advertised process evidence concentrates on performance reporting, continuous improvement and coaching. Advertised decisions concentrate on workflow change, performance intervention, service priority, staffing, budget, vendors and channel routing. The clearest coded outputs are key-performance-indicator reports, improvement roadmaps, operating procedures, escalation records, budget or forecast materials, schedules and staffing plans. These findings support assessment through practical managerial artifacts rather than recall alone.

Digital change is present but unevenly specific. Technology-change responsibility appears in 52 vacancies (47.7%), while AI-enabled tools appear in 17 (15.6%), analytics or dashboards in 16 (14.7%), customer-relationship-management systems in 15 (13.8%) and automation, chatbots or self-service in 9 (8.3%). The defensible learning implication is to teach managers how to define a case, prepare safe inputs, inspect generated analysis, test recommendations and retain accountable human decisions. The sample does not justify treating AI as the centre of every role.

The report concludes that contact-centre operations management is best taught as the coordinated management of service demand, people, performance, quality, customer outcomes, processes, technology and risk. Local authority still matters. Some positions emphasize sales, collections, healthcare, financial services, public services, travel, transport or outsourced delivery. A course should teach transferable managerial methods while clearly separating regulated, employer-specific and jurisdiction-specific decisions.

## Research design and method

### Unit of analysis and collection date

The unit of analysis is one unique direct individual vacancy page. Collection and verification occurred on 27 August 2026 in the Europe/Lisbon time zone. The study is cross-sectional: it records the public evidence visible during that bounded review.

A vacancy is treated as current only within that retrieval context. The accepted page had a direct individual vacancy identity, a recent crawl or publication signal no older than four months, relevant management-level operational content, no closed signal and no explicit closing date before retrieval. A posting may change or close after the evidence date.

### Discovery frame

Public-web searches combined exact and adjacent role strings with applicant-tracking-system domains, country and city terms, and operational specialisms. Search strings covered American and British spellings of contact centre and call center, alongside operations manager, senior manager, head, director, service delivery, workforce, quality, training, vendor and business-process-outsourcing variants.

The discovery process produced 602 URL occurrences. Removing 75 repeated URL occurrences left 527 unique URLs in the raw discovery ledger. No authenticated page, private marketplace, CAPTCHA, paywall or access-control bypass was used. The review used native Codex public-web tools and did not use provider credentials.

### Eligibility screening

A record was eligible when it met all of the following conditions:

- an individual vacancy URL rather than a category, query or search page;
- a management-level title;
- explicit contact/call-centre or substantively equivalent customer/BPO operations scope;
- public text showing operational leadership;
- acceptable freshness at the evidence date;
- no explicit closed or expired signal;
- no earlier application closing date;
- no semantic duplication of another retained record.

The gate rejected 418 unique URLs. Major exclusion groups included non-individual pages, generic documents, non-management positions, weak role scope, stale index evidence, explicit closures, expired application windows and duplicate representations. The final accepted count is 109. [1–4]

### Deduplication

Deduplication operated in two stages. First, exact repeated URLs were removed. Second, candidates were compared using employer or publisher, normalized title, location or jurisdiction, requisition identity and obvious cross-post identity. When an employer or applicant-tracking-system page and another publisher represented the same vacancy, the more direct source was preferred where available. Alternate URLs for the same requisition were reduced to one accepted record.

The final corpus contains 109 unique URLs and 109 unique deduplication keys. The raw discovery ledger preserves every accepted or excluded decision and its reason. [1–3]

### Availability evidence

The direct-page check produced three availability-evidence categories.

JavaScript-heavy pages create a material limitation. The 60 renderer-limited records had individual direct vacancy URLs and role-specific indexed evidence, but the native open attempt did not provide a readable body. They are not equivalent to the 38 readable pages. The row-level archive preserves this distinction so later users can filter the sample if they need a narrower evidentiary threshold.

### Coding procedure

Coding was deterministic, case-insensitive and non-exclusive. Pattern groups were applied to the public vacancy title and indexed text. A category count represents the number of vacancies in which at least one expression for the category was detected. It is not a word count, a measure of task intensity or a judgment of competence.

Seven code families were used:

- responsibilities;
- hard skills;
- soft skills;
- process stages;
- managerial decisions;
- work outputs;
- digital tools.

Experience patterns were recorded separately. Numeric year expressions were retained as distinct values per row. Boolean indicators recorded whether degree, leadership-experience or regulated-sector language was detected. A blank or false value means that the pattern was not detected in the indexed evidence; it does not prove that an employer had no such requirement.

For each category, the reported percentage is:

Percentages are rounded to one decimal place. Since codes overlap, percentages within or across tables must not be summed. [4][7][8]

### Rights basis

The evidence archive retains public factual metadata, direct source URLs and original derived codes. The report is an original synthesis. It contains no copied job-advertisement body passages and no selected vacancy quotation. The archive CSV also excludes source excerpts. Full advertisements, visual layouts, logos, images and proprietary templates are outside the retained archive.

This factual and analytic use does not imply endorsement by any employer or publisher. It does not convert a vacancy description into an occupational standard. It does not authorize reconstruction or republication of full vacancy text. [5][7]

The balance reduces reliance on one publisher family, but it does not create a probability sample. Public indexing, technical readability and search ranking shape which vacancies were visible.

The United States is the largest stated jurisdiction, while more than one quarter of records do not support a country assignment from the indexed public text. The corpus therefore cannot describe a global geographic distribution. Country labels also do not show eligibility, language, work authorization, office attendance or service geography.

Numeric experience-year expressions were detected as follows: 1 year in 2 vacancies, 2 years in 14, 3 years in 11, 4 years in 2, 5 years in 20, 6 years in 2, 7 years in 5, 8 years in 1, 9 years in 1, 10 years in 7 and 20 years in 1. These values overlap when a vacancy states more than one threshold and do not represent a single required-experience distribution.

The regulated-sector signal is important for curriculum boundaries. It shows that contact-centre operations leadership appears in settings such as healthcare, financial services and insurance. It does not make sector-specific compliance transferable across jurisdictions. Professional learning should teach managers to identify the applicable authority, policy and specialist owner rather than present one universal rule set.

### 1. The advertised responsibility profile combines people, performance and system improvement

No single responsibility reaches two thirds of the sample. The role is broad, and advertised emphasis varies. Still, seven categories occur in approximately half or more of the records: people leadership, performance management, process improvement, reporting and analytics, workforce planning, customer experience and technology change.

This pattern supports an integrated operating view. People leadership without performance evidence would be incomplete; reporting without improvement would be static; workforce planning without live service context would be detached from delivery; technology change without customer and employee considerations could shift rather than solve operational problems. The advertised role often connects these elements.

Daily operations appears in 49 vacancies (45.0%). Its lower frequency than people leadership does not mean that operational control is unimportant. Some advertisements may state the role’s outcome and leadership scope without using the exact daily-operations expressions in the codebook.

Budget and cost control appears in 13 vacancies (11.9%). This low explicit count should not be converted into a claim that most managers lack financial responsibility. Budget authority may be absent, implicit, held at a higher level or described with wording outside the deterministic pattern. A professional course can teach basic cost reasoning while requiring learners to verify their actual authority.

Key-performance-indicator work appears in 58 vacancies (53.2%), substantially more often than any other hard-skill category. The result supports metric literacy as a central capability: a manager should be able to define a measure, identify its numerator and denominator, inspect data quality, distinguish a target from an observation and explain the trade-off behind a decision.

Metric literacy should not become metric worship. Service level, average handling time, response time, resolution, abandonment, occupancy, satisfaction and quality measures describe different parts of the operation. An isolated improvement can conceal harm elsewhere. A shorter interaction is not automatically better; a higher occupancy rate can coincide with unsustainable load; a high quality score can reflect a weak sampling design. The vacancy count supports teaching the mechanics and interpretation of metrics, not a universal target.

Workforce management appears in 34 vacancies (31.2%), while scheduling and forecasting appear in 26 (23.9%). These codes support learning that links demand patterns, workload assumptions, shrinkage, capacity, schedules and live adjustments. They do not support one staffing formula for every channel or industry.

Compliance appears in 31 vacancies (28.4%). Because the sample includes varied sectors and jurisdictions, the transferable capability is compliance-aware operating design: identify applicable rules and internal policies, assign an owner, retain necessary evidence, escalate uncertainty and avoid unauthorized interpretation.

### 3. Leadership, communication and coaching form the dominant soft-skill cluster

Leadership is the most frequent code in the entire analysis, appearing in 80 vacancies (73.4%). Communication appears in 60 (55.0%), and coaching in 46 (42.2%). These findings indicate that the advertised role is not limited to systems and numerical control. Managers are expected to translate priorities, set expectations, interpret performance, develop team leaders or agents and coordinate with other functions.

The low explicit counts for customer orientation, conflict resolution and adaptability should be interpreted carefully. These ideas may be embedded in broader responsibilities or described with synonyms outside the bounded patterns. Absence of a code is not evidence that employers reject the capability.

For professional learning, leadership should be observable. Useful assessment evidence includes a coaching brief, a performance conversation plan, an escalation note, a stakeholder update and a change-communication sequence. Generic statements about motivation are weaker evidence than a clear diagnosis, chosen action, expected observation and follow-up date.

### 4. The process profile shows a repeatable managerial control cycle

Performance reporting, improvement and coaching are the three most frequent process stages. Together, they suggest a recurring control cycle:

1. observe service and people performance;
2. interpret variation and contributing factors;
3. choose an intervention;
4. support execution through coaching, process or technology;
5. review the next evidence;
6. retain or revise the action.

This is an evidence-led interpretation of category frequencies, not a claim that every employer uses the same sequence. The advertisements do not provide comparable process timestamps, control designs or effectiveness data.

Interaction delivery and live queue management show the real-time side of the role, while demand planning and scheduling show the forward-looking side. A beginner needs both. Managing only the live queue can become reactive; planning without monitoring can miss intraday shocks and channel variation.

Quality review appears in 21 vacancies (19.3%), below the broader quality-assurance responsibility count of 30 (27.5%). The difference is plausible because responsibility and process-stage patterns search for different expressions. It also illustrates why the codebook should remain visible and why adjacent counts should not be treated as interchangeable.

### 5. Advertised decisions extend beyond supervision

Workflow change is the most frequent decision category, appearing in 44 vacancies (40.4%). This finding reinforces the prominence of process improvement. A manager is often expected to change how work moves, not simply remind people to follow an existing script.

Performance intervention appears in 35 vacancies (32.1%). A defensible intervention should distinguish ability, clarity, process design, capacity, tool friction, knowledge gaps and conduct. It should rely on proportionate evidence and follow applicable people policies. The vacancy evidence does not define legal or human-resources procedure.

Service priority, staffing, routing and budget decisions all involve trade-offs. The manager cannot maximize every measure simultaneously. The practical skill is to state the objective, constraint, risk and affected group; compare options; make the owner visible; and define the evidence that would trigger reconsideration.

Vendor action appears in 24 vacancies (22.0%), while vendor-management hard-skill wording appears in only 1 (0.9%). This difference shows the value of multiple code families. Advertisements can describe outsourced or supplier decisions without using the exact skill phrase. Curriculum should cover service expectations, evidence, review cadence, issue handling and relationship boundaries without presenting one proprietary vendor-governance system.

### 6. Reports, improvement plans and procedures are the clearest coded outputs

The output table converts role language into assessable work products. Key-performance-indicator reports, improvement roadmaps and operating procedures lead the list. These outputs can anchor practical learning because they require the learner to integrate evidence, reasoning, ownership and action.

The very low explicit counts for quality scorecards and coaching plans should not be treated as proof that those artifacts are rare in practice. The deterministic output patterns required relatively direct wording. Quality and coaching appear more frequently in responsibility, skill and process categories. This divergence supports a conservative interpretation: an artifact may be pedagogically useful even when its exact name is not frequent, provided the underlying responsibility is well evidenced.

A course should not require learners to produce every artifact for one final assignment. A more authentic approach is to teach artifacts near their owning decisions and use a capstone with one coherent operational situation and one principal deliverable.

### 7. Digital change is material, but specific tool signals are uneven

Office productivity tools are the most frequently detected digital category. Specific operational platforms appear much less often, even though technology-change responsibility appears in 52 vacancies (47.7%). Advertisements may assume tool familiarity, name products outside the bounded patterns or focus on outcomes rather than systems.

AI-enabled-tool wording appears in 17 vacancies (15.6%), and automation, chatbot or self-service wording in 9 (8.3%). This is enough to make AI-supported managerial practice relevant, but not enough to present a single tool or automated workflow as universal.

The evidence supports an AI practice pattern with five controls:

1. define a bounded operational question;
2. minimize and sanitize inputs;
3. state constraints and decision authority;
4. inspect calculations, assumptions and omitted context;
5. retain a human-approved artifact and review trail.

Appropriate cases include drafting a performance-summary structure from sanitized aggregates, generating alternative root-cause hypotheses, testing a staffing-plan narrative for missing assumptions, preparing a quality-calibration agenda or challenging an improvement proposal. Inappropriate uses include exposing personal or confidential data, accepting generated metrics without recomputation, making consequential employee decisions automatically, contacting customers without authorization or treating generated content as legal or regulatory advice.

AI-supported practice also excludes emotion, stress, truthfulness, health, vulnerability, ethnicity, nationality, disability, personality, biometric, voiceprint or accent inference. It excludes automated worker ranking, discipline, dismissal, promotion, pay, scheduling or other material allocation; voice cloning or impersonation; deceptive scripts; autonomous outbound calls; and unreviewed customer actions. Recording, monitoring, retention, workforce consultation, telemarketing and payment controls remain jurisdiction- and organization-specific and require the appropriate accountable owner.

## Integrated interpretation

The evidence presents contact-centre operations management as a connected system with four interacting layers.

First, there is a **service-flow layer**: demand, capacity, schedules, channels, queues, interactions and escalations. Managers must understand how work arrives and moves.

Second, there is a **people-performance layer**: expectations, observation, coaching, performance intervention, team-leader development and communication. The frequent leadership and coaching signals place human development inside operations rather than outside it.

Third, there is an **evidence-and-improvement layer**: metrics, reporting, quality, analysis, workflow change and follow-up. The most frequent process stage is performance reporting, but reporting gains value only when it supports a tested decision.

Fourth, there is a **governance-and-change layer**: budgets, vendors, compliance, technology, stakeholder coordination and accountable authority. This layer becomes more important when the centre is outsourced, regulated, distributed across countries or adopting automation.

The layers are analytic, not a standard copied from any source. They organize the observed categories into a teachable relationship. Different employers will distribute the work differently. A local role map should state what the manager owns, contributes to, recommends or escalates.

## Implications for professional learning design

### Learning outcome

A defensible professional outcome is the ability to diagnose and improve a contact-centre operation by connecting service evidence, workforce choices, people leadership, quality, customer outcomes, process design, technology and governance. The outcome should be demonstrated through traceable decisions and usable artifacts, not claims of employment or guaranteed business improvement.

### Curriculum coverage priorities

The frequency profile supports the following coverage priorities:

- operating model, service purpose and customer outcomes;
- demand, capacity, scheduling and live service control;
- performance measures, dashboards and trade-offs;
- team leadership, communication, coaching and performance intervention;
- quality review, calibration, complaints, escalation and service recovery;
- process mapping, root-cause analysis and improvement experiments;
- customer experience across voice and digital channels;
- vendor and outsourced-operation evidence;
- budgets, forecasts and operational cost reasoning;
- compliance-aware documentation and escalation;
- technology selection, rollout and adoption;
- safe, verified AI-assisted managerial work.

These priorities should be checked against practitioner and cold-learner review. Frequency alone does not set lesson length or sequence. Lower-frequency responsibilities may still be essential because their failure carries high operational risk.

Each delivered artifact should have a blank template, a realistic completed example, instructions and a quality checklist. The report does not claim that every employer uses these exact names. They are original pedagogical translations of the evidenced work.

### Assessment implications

Assessment should require a coherent case with operational constraints, imperfect evidence and an explicit decision owner. The learner should produce one principal deliverable, explain assumptions, test the result against quality criteria and identify what must be escalated. A capstone should not become a collection of every course template.

Good assessment evidence distinguishes observation from explanation, and explanation from action. It also shows trade-offs. For example, a staffing response should not consider service level without employee load, cost, channel mix and demand uncertainty.

### Boundary implications

The corpus includes regulated and sector-specific contexts. A transferable course must not teach jurisdiction-specific legal interpretation, clinical decisions, financial advice or employer-only policy as universal practice. It should teach recognition, evidence, escalation and collaboration with qualified owners.

The course title and certificate language should remain descriptive and should not imply professional licensure, accreditation, employer recognition or third-party certification. The report itself does not assess those claims.

## Limitations

1. **Point-in-time evidence.** The corpus records public evidence observed on 27 August 2026. Pages can change or close later.
2. **Purposive discovery.** The sample is not a census or a probability sample. Counts describe the accepted corpus only.
3. **Search and platform effects.** Index coverage, ranking, language and technical accessibility affect inclusion.
4. **Renderer limitation.** Sixty accepted direct pages had role-specific indexed evidence but no readable body in the native open attempt.
5. **Geographic uncertainty.** The United States is prominent, and 30 rows have no reliably stated jurisdiction.
6. **Advertised rather than observed work.** Vacancy language describes a role before appointment. It does not prove actual tasks, authority, time allocation or results.
7. **Heterogeneous roles.** The sample spans industries, service models, seniority levels, sales and service contexts, internal and outsourced operations, and varied team structures.
8. **Overlapping codes.** Categories are non-exclusive. Percentages cannot be summed as shares of jobs or time.
9. **Pattern sensitivity.** Deterministic coding can miss synonyms and context or group adjacent meanings. Low counts may reflect wording rather than low importance.
10. **No independent reliability statistic.** The final coding pass was deterministic and not independently double-coded.
11. **No causal inference.** Frequency does not show that a practice changes service, customer, employee or organizational outcomes.
12. **No labour-market sizing.** The study does not estimate vacancy volume, future openings or the general prevalence of the occupation.
13. **No compensation inference.** Compensation was not consistently available and was not analysed.
14. **No outcome prediction.** The evidence does not predict applicant success, appointment, retention, promotion or course results.
15. **Rights boundary.** The archive preserves facts and derived codes, not complete advertisements or proprietary expression.
16. **Legal boundary.** Regulated and jurisdiction-specific decisions require qualified review; this report is not legal advice.
17. **Extract context.** Some screening and coding relied on short indexed evidence extracts. Minimal extracts can omit qualifications or context found elsewhere on a page.
18. **Applicant-volume gap.** Comparable applicant-volume data was not consistently available and was not analysed.
19. **Transfer limit.** Regulated-sector requirements observed in one employer or jurisdiction cannot be transferred as general operating guidance.

## Conclusion

The 109-vacancy corpus depicts contact-centre operations leadership as a broad managerial system. The most visible responsibilities connect people leadership, performance management, process improvement, reporting, workforce planning, customer experience, technology change and daily delivery. The skills and process results add metric literacy, coaching, compliance awareness, process design, forecasting, analysis, escalation and change.

The findings support a practical curriculum that teaches managers to move from operational evidence to an accountable decision and a reviewable artifact. That movement should connect customer outcomes, employee conditions, service constraints, data quality, cost and risk. It should also make authority explicit.

AI has a legitimate but bounded place in this learning design. The sample shows emerging AI and automation language, not universal dependence. AI practice should help a manager frame a question, inspect evidence, generate alternatives and test an artifact while retaining human verification and responsibility.

This report is deliberately modest in scope. It describes patterns in a screened public sample. It does not define a worldwide occupational standard, promise a result or replace employer, sector or jurisdiction-specific requirements. Its main contribution is a reproducible empirical base for an original professional course and for further review by practitioners, methodologists and learners.
